Ever wonder what happens when a contact calls your campaign number back? This article walks you through the full journey of an inbound call, from the moment the caller dials to what your agents see on screen. It's for campaign managers who have inbound calling turned on, or are deciding whether to.
Contacts often miss your call and dial back later. When inbound calling is on, those callbacks reach a live agent instead of a dead end, so you recover conversations you would otherwise lose. Knowing how the queue, hold time, and automated callbacks behave helps you set realistic expectations for callers, brief your agents on what the labels mean, and choose sensible hold and greeting settings. You can expect fewer abandoned callers and a clear picture of why calls arrive labeled the way they do.
Before you start
This is a concept article, so there is nothing to configure here. To turn inbound calling on and record your greeting, hold music, and messages, see Set up inbound calls for a Call Center campaign.
⚠ Inbound calling works only when your campaign's Caller ID is a rented number. A Validated (personal verified) number cannot receive inbound calls, so callers who dial it back will never reach your agents.
What the caller experiences
When a contact dials your campaign's rented number back, here is what happens in order:
- The call connects and your Welcome Message plays. This can be a pre-recorded audio message, a Text to Speech message, or the default welcome message on your account.
- If an agent is free, the caller is connected right away.
- If no agent is free, the caller waits on hold for up to the Maximum Hold Time you set for the campaign, anywhere from 30 to 300 seconds.
- If the hold time runs out before an agent picks up, the Thank you Message plays (audio or Text to Speech) and the call disconnects.
- The system then queues an Automated Callback, so the contact is called back as soon as an agent becomes available.
ⓘ Contacts can call back from a different number than the one you originally dialed and still reach your campaign agents, because callbacks route to the campaign's Caller ID.
How calls are prioritized
Live callers wait on the line, so the system puts them first. When several call types are queued at once, agents get them in this order:
Priority |
Call type |
|---|---|
1 |
Live incoming calls from contacts in the queue |
2 |
Automated callbacks to missed incoming calls |
3 |
Scheduled callbacks |
4 |
Outgoing calls |
Callers outside operational hours
If a contact calls back when your campaign is outside its operational hours, they hear a message that the campaign is not in operational hours, and the call disconnects. The contact is added back to the queue.
ⓘ After-hours callers are not lost. The system calls them back automatically once the campaign is active again and agents are logged in.
Unknown callers
Someone who is not in your contact list can still reach you. The system labels the call as an Incoming call and connects it to any available agent on the campaign. The agent can collect the caller's details and add them as a new contact.
What agents see
Agents don't have to guess where a call came from. On the agent console, every inbound call is labeled Incoming Call, and a banner at the top of the calling screen shows that the call in progress is an incoming call.
If an agent misses an incoming call, the system waits out the Hold Time set for the campaign and hangs up. The contact re-enters the queue and is called back soon after an agent finishes a call. That return call is labeled Automated Callback, so the agent knows the system dialed the contact automatically.
ⓘ Call labeling currently covers Incoming Calls, Automated Callbacks, and Scheduled Callbacks.
ⓘ An Automated Callback connects to any available agent on the campaign, not necessarily the agent who made the original call. Brief your team so no one is surprised by a contact they haven't spoken to before.
FAQs
What happens if a caller isn't in my contact list?
They still connect. The system labels the call as an Incoming call and routes it to any available agent, who can add them as a new contact.
Will the same agent get the callback?
Not necessarily. An Automated Callback goes to any available agent on the campaign, which keeps callers from waiting for one specific person.
What does the caller hear after hours?
A message that the campaign is not in operational hours. The call then disconnects, and the system calls them back automatically once the campaign resumes with agents logged in.
Why did my inbound call become an Automated Callback?
No agent picked up within the Maximum Hold Time, so the call disconnected after the Thank you Message and the contact was re-queued. When an agent freed up, the system dialed the contact back and labeled the call Automated Callback.
